  • Why Trust is the Hidden Engine of Customer Experience

    Without it, the best-designed journey can fail.

    Everyone talks about customer experience. Few talk about trust. And yet, without trust, experience doesn’t land. You can optimise touchpoints, invest in UX, close feedback loops – but if the customer doesn’t trust you, none of it sticks. The result feels polished on the surface but hollow underneath.

    It happens all the time. A slick onboarding process followed by silence. A loyalty programme that doesn’t listen. Promises made at the start quietly fall away. Customers don’t measure experience by checklists – they measure it by how deeply they feel seen and respected.

    For example, in South Africa, Customer-service issues made up 27.7 % of all telecom conversations in 2023, carrying a brutal Net Sentiment of –87.7 % (PwC & DataEQ, 2023). Pick n Pay alone is sitting on more than R250 million in unredeemed Smart Shopper cashback – suggesting that scale without personal relevance still misses the mark (IOL, 2023). DataEQ’s latest banking index shows sentiment rises fastest where banks answer in real time – one major bank cut response time by 13 hours and added seven points to Net Sentiment (DataEQ, 2024). Meanwhile, HelloPeter data confirm that the most frequent consumer gripe is simple: benefits promised at point of sale evaporate when help is needed (ResearchGate, 2021).

    Trust holds it all together. When it’s strong, customers give you the benefit of the doubt. They stay longer. They engage more. But trust isn’t automatic. It’s earned – and lost – through every interaction.

    • Integrity – Are actions aligned with words?
    • Benevolence – Is there evidence of care for the customer’s interest?
    • Capabilities – Can the organisation actually deliver?
    • Inclination – Is there a real willingness to trust and be trusted?

    These dimensions, rooted in +60 years of research, shape how customers interpret every moment – from first contact to long-term engagement. When one is missing, experience starts to erode, even when the process looks efficient.

    Customer experience isn’t a script to be followed – it’s a relationship to be earned. It means telling the truth, fixing what breaks, and standing behind the promises you make. It also means building systems that reflect your intention, not just your brand image.
